Ticket Deflection
Ticket deflection means helping a customer find an answer through self-service before they submit a support ticket or need a human support queue.
Ticket deflection means giving people information that helps them answer a question before submitting a support ticket. Zendesk uses the term for this self-service effect. Zendesk glossary.
A count needs a defined observation
A team might observe a help visit without a subsequent ticket during a chosen window. That observation does not establish why the ticket was absent. The person may have found an answer, abandoned the task, changed channels, or returned later.
Illustrative fictional fixture: there are 20 self-service visits and three subsequent tickets. These invented counts do not demonstrate that 17 problems were solved or that 17 tickets were prevented. Even subtracting the numbers assumes the events represent comparable people or issues; that relationship needs definition and evidence.
Specify the denominator, event window, matching method, and follow-up measure before using a deflection count. Keep repeat contacts and human handovers visible. If the team's goal is a successful export, ask what evidence shows that an eligible customer could actually complete it.
Use answer quality alongside the metric
The support answer-library workflow tests eligibility, missing context, unavailable account facts, and escalation. It gives reviewers something concrete to inspect beyond a queue total. Fin by Intercom is one product to evaluate after the source packet and expected behaviors are approved.
For supplied local files, support-answer-card-builder prepares the cards and the support answer auditor reviews their evidence and limits. check-support-cases validates case structure, not customer outcomes. A structurally complete test set and an observed reduction in tickets answer different questions; retain the evidence needed for each.
